Executive Summary

Agent memory is becoming a new lever for customer retention, and a new form of Software as a Service (SaaS) lock-in. As platforms move from stateless agents to ones that retain and apply context across sessions, that accumulated context turns into a real switching cost – and one that vendors are already using to chase incremental gains in net and gross revenue retention. This report is for buyers of enterprise SaaS platforms and for vendors defending their own retention numbers. It works through the four memory types shaping enterprise software – semantic, episodic, procedural and organizational – and shows why procedural memory has become the focus of vendor investment, capturing the edge cases and judgment calls that a competing platform cannot copy, and thus binding customers to the platform that learned them. The report traces how memory raises switching costs and retention in practice, through cross-functional profiles, compounding feedback loops and governance controls that would need rebuilding elsewhere. It also flags the aspects that are changing, focusing on faster-moving infrastructure vendors, EU rules ending data-egress fees from January 2027, and customers routing more AI work through platforms such as Claude and ChatGPT.
